How I think about customer success.

Systems over heroics

Great customer teams should not depend on individual heroics. They should depend on repeatable systems.

Outcomes over activity

Customers do not care how many meetings happened. They care whether the problem they bought the product to solve is getting solved.

Renewals are earned before renewal

The renewal conversation is simply the moment the business formalizes a decision that has been shaped for months.

Trust compounds

Every commitment kept makes the next difficult conversation easier.

This is a business function

The work should connect customer outcomes to product, retention, expansion and business value.

Churn is often a symptom

The first problem a customer mentions is often not the real problem. The real work begins by understanding what changed in their business.

The challenge

A bioinformatics SaaS platform sold to research leaders and CXOs, where adoption depended on scientific workflows rather than simple feature usage.

What I built

Owned enterprise onboarding and lifecycle management, built scalable onboarding frameworks and automated enablement workflows, and ran QBRs and roadmap discussions with research and executive stakeholders.

What changed

Customer engagement moved onto a predictable rhythm, with renewal forecasting and expansion strategy shaped alongside Product, Analytics and Engineering rather than after the fact.

The challenge

A $7M+ enterprise portfolio and a growing team, without a shared operating model for how accounts were measured, forecast or prioritised.

What I built

Led and mentored five CSMs, built OKR frameworks, renewal forecasting and performance dashboards, introduced a customer health scoring framework, and ran C-level business reviews.

What changed

50% year-over-year revenue growth and a 10% quarter-over-quarter increase in product adoption, with one upsell initiative featured in a Meta case study.

Calling everything CS doesn't make it Customer Success.

The title says Customer Success Manager. The JD says tickets, escalations, rotational shifts and queue ownership. Support is valuable work - but when companies blur the line, candidates lose trust, careers get derailed and real CS talent burns out. A lot of companies don't want Customer Success; they want cheaper, rebranded support.

Carrying your customer's urgency as your own. Absorbing pressure from both sides. Staying calm when everyone else is escalating. Protecting the relationship even when the product fails. No dashboard shows this - yet it's what makes or breaks a CSM.

The moment your KPI becomes revenue, your behavior changes. You start chasing timelines instead of value, managing objections instead of outcomes, selling instead of guiding. Let Sales own the number. Let Success own the relationship. The best renewals don't happen through negotiation - they happen through conviction.

Practical questions, answered.

What kind of roles are you focused on?

Senior and enterprise Customer Success Manager roles, and Customer Success lead or manager roles where the work involves building the operating model rather than only running accounts.

What size of customer do you work best with?

Enterprise. Most of my experience is with multi-stakeholder accounts where the buyer, the users and the executive sponsor are three different conversations.

Do you work on renewals and expansion directly?

Yes - renewal forecasting, health scoring and expansion strategy have been part of every role. My view is that customer success should influence the commercial outcome through demonstrated value rather than own the negotiation.

What do you build in the first ninety days of a new role?

A shared definition of customer progress, an honest health signal, and a review rhythm where risk has a named owner. Everything else depends on those three being written down.
